The next lost market share rarely comes from a bad product. Most of the time, a company loses its customer because that customer cannot reach anyone who listens, decides and takes responsibility.<\/p>\n<h2 class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\"><strong>When Digitalisation Keeps the Customer Away from the Company<\/strong><\/h2>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">The customer writes to the service team and receives an automated reply. He opens the chat and speaks with a bot that does not understand his problem. Subsequently, he calls in, navigates through several menus and ends up exactly where he started. Technically, much may be functioning \u2013 for the customer, nothing is working at all.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">This experience has spread so widely that many people give up before they even make contact. They already expect waiting loops, templated responses and automated rejections in advance. Because loud complaints have become rare, silent churn takes their place instead. Customers rarely cancel with an explanation \u2013 they simply do not renew.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">The costs of this churn appear in no service metric. Later, the loss surfaces in sales, which must expensively replace what the service department previously squandered.<\/p>\n<h3 class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\"><strong>Digital Powerlessness in Customer Service: A Real-Life Example from Munich<\/strong><\/h3>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">All we wanted to do was relocate our phone connection within Munich. What followed was a six-week odyssey through at least four subsidiaries of a major German telecommunications provider. After more than 20 different contact persons and dozens of chatbot interactions, nobody had genuinely felt responsible. Each one referred us to a different department, while we remained without a functioning office phone number.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">This is not an isolated case. Yet as soon as a customer has a problem, he encounters a different reality. Suddenly nobody feels responsible, information contradicts itself, and employees make no decisions. The polished promise of the brand collides with the reality of customer service \u2013 and reality always wins.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">Service is therefore not a downstream cost factor. It is the moment in which a company proves whether its brand promise actually holds. Although a friendly conversation cannot undo a faulty product, a competent and empowered contact person can turn a disappointed customer into a loyal one.<\/p>\n<h3 class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\"><strong>Digital Powerlessness in Customer Service: Four Principles for More Human Service<\/strong><\/h3>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">Being human does not mean abolishing all digital processes. A company may certainly automate standardised procedures. Complex or emotionally significant concerns, however, always need a visible human way out. Four principles help to concretely overcome digital powerlessness in customer service:<\/p>\n<ul class=\"[li_&amp;]:mb-0 [li_&amp;]:mt-1 [li_&amp;]:gap-1 [&amp;:not(:last-child)_ul]:pb-1 [&amp;:not(:last-child)_ol]:pb-1 list-disc flex flex-col gap-1 pl-8 mb-3 print:block print:space-y-1\" dir=\"ltr\">\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>Accessibility:<\/strong> A human contact person must not be a hidden privilege. Anyone who needs help must be able to clearly recognise when and how to reach a person \u2013 not after navigating seven submenus.<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>Responsibility:<\/strong> Customers are not interested in internal jurisdictions. They want to know who is looking after their concern. A simple sentence often works wonders: &#8220;I will take ownership of this and get back to you by tomorrow.&#8221; \u2013 but only if the follow-up actually happens.<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>Clarity:<\/strong> Many companies formulate customer information that is formally correct yet communicatively ineffective. They explain processes, but fail to answer the customer&#8217;s actual question: what does this mean for me right now, concretely? Clarity is a form of respect.<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>Empathy with the ability to act:<\/strong> &#8220;We understand your frustration&#8221; does not replace a solution. Customers want to recognise that someone has genuinely understood their problem \u2013 and they want to know what will concretely happen next. Good customer communication therefore always needs a next step, a responsible person and a realistic timeframe.<\/li>\n<\/ul>\n<h3 class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\"><strong>Customer Communication Is a Leadership Responsibility<\/strong><\/h3>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">Many companies delegate service problems to employees in direct customer contact. Yet the real difficulties arise elsewhere: through complicated processes, limited decision-making authority and a leadership approach that measures service primarily through cost and handling time.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">Here lies the real lever: the metrics a company uses to manage its service generate exactly the behaviour customers subsequently complain about. Those who measure handling time get short conversations. Those who reward contact avoidance get hidden phone numbers. No communication training corrects a flawed incentive system.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">The decisive question is therefore: does the company organise its service to solve customer problems \u2013 or to avoid customer contact?<\/p>\n<h3 class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\"><strong>Better Customer Communication with the G.A.M.E. Code<\/strong><\/h3>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">In my work with leaders and service organisations, I use the G.A.M.E. Code to think about customer communication consistently from the desired outcome:<\/p>\n<ul class=\"[li_&amp;]:mb-0 [li_&amp;]:mt-1 [li_&amp;]:gap-1 [&amp;:not(:last-child)_ul]:pb-1 [&amp;:not(:last-child)_ol]:pb-1 list-disc flex flex-col gap-1 pl-8 mb-3 print:block print:space-y-1\" dir=\"ltr\">\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>G \u2013 Goal:<\/strong> What should this communication concretely achieve?<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>A \u2013 Analysis:<\/strong> What does the customer need in this situation \u2013 rationally and emotionally?<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>M \u2013 Message:<\/strong> What clear core message must land with him?<\/li>\n<li class=\"font-claude-response-body whitespace-normal break-words pl-2\"><strong>E \u2013 Extras:<\/strong> Which concrete information, steps and contact persons create commitment?<\/li>\n<\/ul>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">Because this approach thinks consistently from the customer&#8217;s perspective, it helps to systematically reduce digital powerlessness in customer service.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">German companies will not survive international competition through automation alone. They must become stronger where trust is built: in the direct experience of their customers. Processes can be copied. Technologies can be purchased. A consistently lived attitude towards customers, however, is far harder to imitate.<\/p>\n<p class=\"font-claude-response-body break-words whitespace-normal\" dir=\"ltr\">The customer is not a transaction, not a ticket, not a disruption.
